Front office staff are often the first and only people a visitor meets, yet they are frequently trained only on systems and procedures. Common problems follow: greetings that depend on who is on shift, visitors left waiting without information, telephone calls transferred without context, difficult visitors escalated too early or too late, and security procedures applied in a way that feels unwelcoming. Reception teams are also expected to handle many tasks at once without clear priorities.

This programme follows the visitor journey from first contact to departure and follow-up. It moves through five stages: understanding the role and the image it creates, welcoming and serving visitors, communicating clearly in person and on the phone, handling difficult situations and complaints, and running an efficient, secure and well-organised front office.

Built on recognised practice. The programme references ISO 23592 on service excellence principles, ISO 10002 guidance on complaints handling, and widely used customer experience practices such as journey mapping and service recovery. They are applied to the realities of government, corporate and institutional reception areas.

What this changes in practice. How staff greet and assess visitors' needs; how they prioritise when the desk, the phone and walk-in visitors all need attention; when they resolve an issue themselves and when they escalate; how they balance security with hospitality; and how the team measures and improves visitor satisfaction.

How it is delivered. Twenty hours across five sessions, built around one running case: a busy head office reception serving official delegations, members of the public and contractors. Participants practise through role plays, telephone simulations and short scenarios, and finish by designing service standards for their own front office.
